Why you should always reply, even when it stings
A negative review isn't only read by the person who wrote it — it's read by dozens of potential customers deciding whether to trust your business. Your reply carries as much weight as the original review.
Not replying reads as indifference. Replying late and defensively (denying the facts) usually makes it worse. Replying fast, calmly, and offering a real fix is what most customers actually value — often more than having zero negative reviews at all.
The structure that works
1. Thank them for the feedback, even if negative — it shows you listen.
2. Acknowledge the specific problem without getting defensive. If the customer is right, say so clearly.
3. Briefly explain what you will do about it (or already did).
4. Invite them to continue the conversation off the public review (phone, email) if the case needs it.
Example reply
"Hi Maria, we're really sorry the wait didn't match what you expected. You're right that we were behind that day, and that's not the experience we want to give. We've already adjusted our floor staffing so it doesn't happen again. We'd love to welcome you back to make it right — feel free to reach out to us directly anytime."
Notice it doesn't lean on long excuses, acknowledges the specific mistake, explains the action taken, and opens the door to reconciliation.

For a 5-star review, a generic "thanks" isn't enough — mention something specific the customer said, reinforcing exactly what made them leave the review:
"Thank you so much, James! We're thrilled the team made you feel at home from day one — that's exactly the experience we aim for. Can't wait to see you again!"
If you suspect a review is fake (an account with no history, generic text, or a customer you've never dealt with), reply briefly and professionally without publicly accusing anyone, and flag it to Google in parallel:
"Hi, we can't find any record of your visit in our system. If you did have a real experience with us, please reach out directly so we can help — we take every review seriously."
